The 2am Furnace Call: A Worked Example of After-Hours Triage

Minute by minute through a 2am furnace outage: the missed call, the triage text, the dispatch decision, and the morning follow-up. A fully worked example showing exactly how after-hours triage works.

It's 2:07am on a January night, 18 degrees outside. A furnace dies. The homeowner calls three HVAC companies. Here's what happens at the one with after-hours triage — minute by minute. Note: this is a worked example — an illustration of how the system works, not a real customer story.

The setup (what's already in place)

Example: Mike runs a 3-truck HVAC shop. He has: missed-call text-back with separate business-hours and after-hours scripts, the URGENT keyword wired to notify his on-call tech (rotating weekly), and a morning callback queue for everything non-urgent. It's Tuesday night. His tech Dave is on call this week. Here's the night:

2:07am — The call

Homeowner Sarah's furnace quits. House is at 64° and dropping, two kids asleep upstairs. She Googles "furnace repair near me," calls Mike's shop first (4.8 stars, good reviews). Nobody answers — it's 2am, the office is closed, Mike's phone is on Do Not Disturb.

Without the system: voicemail. Sarah calls the next company. Mike never knows she called.
With the system: the missed call triggers the after-hours text-back. Elapsed time: 45 seconds.

2:08am — The triage text

Sarah's phone buzzes. This is the after-hours triage script from the HVAC text-back setup firing exactly as designed:

Hi, this is [Business Name] — sorry we missed you, we're closed right now. If you have NO HEAT or NO COOL and it's urgent (elderly, infant, medical needs in the home), reply URGENT and our on-call tech will contact you. Otherwise reply with what's going on + your system's age and we'll call first thing in the morning. Reply STOP to opt out.

Simultaneously, Mike's phone gets the internal notification (bypassing Do Not Disturb — lead alerts are the exception): "Missed call 2:07am — (555) 014-2837 — auto-text sent." Mike sees it, notes it, goes back to sleep. He doesn't need to act — the system is handling it.

2:11am — Sarah replies URGENT

18 degrees, two kids, no heat — this is genuinely urgent, and the script's parenthetical (elderly, infant, medical needs) gives Sarah the confidence to claim it. She replies: "URGENT — furnace out, house getting cold, 2 kids here."

The system: the URGENT keyword fires the escalation — Dave (on-call tech) gets a text and a call with Sarah's number and her message. Not a passive inbox entry. An active wake-up.

2:14am — Dave calls Sarah

Dave's been on call for 20 minutes of actual wakefulness. He has Sarah's number, her message, and her address (she replied with it when the system asked). His call has one job: assess and set expectations.

Dave's 2am call framework: (1) "This is Dave with [Business Name], I got your message — let's get you taken care of." (2) Two diagnostic questions: "When did it stop?" / "Is the thermostat showing anything?" (3) The plan: "I'm about 40 minutes out — here's what to do meanwhile: check that the thermostat is set to heat and the breaker hasn't tripped. Keep everyone in one room with blankets if you can." (4) Set the expectation: "I'll text you when I'm 10 minutes out."

Notice what Dave doesn't do: quote a price at 2am, promise a fix timeline, or ask Sarah to troubleshoot the furnace herself. The 2am call is triage and reassurance. Diagnosis happens on site.

2:55am — Dave arrives, 3:40am — heat restored

Failed ignitor — Dave has the part on the truck. Furnace fires, house starts warming. Sarah is relieved, the kids never woke up. Dave's invoice reflects the after-hours emergency rate, which Sarah pays gladly — at 2am, with kids in a cold house, price is not the objection.

The business math: one emergency call, captured automatically, dispatched without Mike lifting a finger. The illustrative range of $275–$1,200 in lost revenue per missed call — for example, if your average ticket falls in that range — skews high for 2am emergency work (directionally useful, not a promise) — and this one would have been a voicemail.

8:00am — The morning queue

Mike's dispatcher opens the text inbox. Overnight, the system caught two more missed calls: one non-urgent ("AC making a weird noise, can someone come Thursday?") and one routine ("need a filter change quote"). Both got the after-hours text, both replied with details, both are now queued for morning callbacks — in order, with full context. The dispatcher works them top to bottom. Nothing was lost, nothing needs reconstructing from voicemails.

9:30am — The follow-up that creates the review

The system sends Sarah the post-emergency check-in:

Hi Sarah, this is [Your Name] from [Business Name]. Just checking — is the heat still running okay this morning after Dave's visit? If anything seems off, reply here and we'll make it right. — [Business Name]

This text does three things: catches any callback issue before it becomes a complaint, shows the customer they're cared about after the invoice, and opens the thread where the review request will land. Sarah replies "all good, thank you so much!" — and that's the moment the review request goes out, at the satisfaction peak.
